Brand loyalty isn’t enough anymore: Why car dealerships need to win the first conversation

Brand loyalty can no longer be taken for granted as new manufacturers and EVs give customers more choice, writes Iovox chief commercial officer Matt Gayleard [sponsored]

Brand loyalty has traditionally been one of the automotive industry’s greatest strengths.

Many customers would return to the same dealership time and time again, often purchasing the same manufacturer throughout their lives. A trusted local dealer, a familiar salesperson and confidence in a particular marque were often enough to secure repeat business.

Today, however, the market looks very different. Consumers have more choice than ever before.

New manufacturers, particularly Chinese brands, are entering the UK market with well-equipped vehicles at highly competitive prices, while the continued growth of electric vehicles has expanded the number of options available to buyers.

As a result, consumers are becoming increasingly open to considering new brands they may never have looked at before.

Buying decisions are also becoming more complex. Customers now weigh up a hierarchy of practical and emotional factors, from price and finance offers to technology, aftersales support and overall brand experience.

A better finance package, more technology or a stronger customer experience can quickly influence their final decision.

Brand loyalty hasn’t disappeared, but it can no longer be taken for granted. Dealerships need to earn it at every stage of the customer journey, and that journey begins long before someone walks through the showroom doors.

The first conversation is a defining moment

For most people, buying a car is the second largest purchase they’ll make after buying a home. By the time someone picks up the phone or submits an enquiry, they’ve already invested significant time researching manufacturers, reading reviews and narrowing down their shortlist.

Their intent is high and they’re looking for reassurance they’re making the right choice.

Customers begin their buying journey when they’re ready – not when the dealership is. Whether that’s during a lunch break, on a Sunday evening or after work, they expect businesses to meet them where they are. If one dealership can’t respond, another will.

Up to 50% of inbound calls to dealerships can go unanswered, meaning valuable opportunities can be lost before a conversation even begins. By the time those enquiries are returned, the customer may already have moved on.

Today’s buyers expect immediate acknowledgement. They want to know their enquiry has been received, their test drive is booked or someone will be in touch so they can move on with their day.

In automotive retail, there’s a phrase that’s becoming increasingly important: speed to lead. Quite simply, the dealership that picks up the phone first – or responds to an enquiry or voicemail first – has the greatest chance of winning the customer.

If one dealership doesn’t respond, buyers rarely wait. They’ll simply move on to the next retailer on their shortlist. Brand loyalty still matters, but speed of response is increasingly becoming the deciding factor.

Every conversation shapes your brand

Many dealerships still view customer experience as something that begins when a customer arrives in the showroom. The first impression is often formed much earlier.

Every phone call, email or online enquiry shapes a customer’s perception of both the dealership and the manufacturer. A prompt response builds confidence; a missed call or delayed follow-up can quickly erode it.

As buyers become increasingly willing to consider new brands, dealerships can no longer rely on reputation alone. When products, pricing and finance packages are closely matched, the quality of the customer experience often becomes the deciding factor.

Dealerships can’t control how many competitors enter the market, but they can control how they make customers feel every time they make contact.

Technology should strengthen relationships, not replace them

Artificial intelligence is undoubtedly one of the biggest talking points across automotive retail, but there’s still understandable concern that introducing AI into the customer journey could make interactions feel less personal. The reality is quite the opposite.

AI shouldn’t replace the human relationship at the heart of buying a car. Customers still want expert advice, reassurance, the opportunity to ask questions, test drive vehicles and build trust with the people they’re buying from. Those moments will always require people.

Dealerships also face a practical challenge. When sales teams are with customers in the showroom, answering the phone creates a poor experience for one customer, while letting it ring creates a poor experience for another. The challenge is delivering a great experience for both.

Responding in the first 60 seconds, when purchase intent is at its highest, can be the difference between winning and losing a customer. At Iovox, we see this every day.

AI helps dealerships meet customers where they are in their buying journey – not just when the showroom is open or a salesperson is available.

By acknowledging enquiries immediately, answering routine questions and capturing key information, dealerships can ensure every customer feels heard while sales teams remain focused on the customers they’re already helping.

The same applies outside business hours. Rather than returning to twenty voicemail messages the next morning, Iovox’s AI captures every enquiry, qualifies customer intent, transcribes the conversation and sends a concise email summary, allowing sales teams to prioritise the highest-value opportunities immediately instead of listening to every voicemail individually.

Responding quickly is only part of the equation. Consistently following up every enquiry is equally important. Many dealerships only engage with a proportion of the leads they receive, meaning valuable opportunities are lost before a conversation even begins.

By capturing every enquiry, qualifying customer intent and ensuring no lead is overlooked, AI helps dealerships improve conversion rates and maximise the value of every inbound opportunity.

Used in the right way, AI doesn’t remove the human touch. It protects it, helping dealerships deliver a better experience for every customer, whether they’re standing in the showroom or calling from home.

The conversations dealerships aren’t learning from

Most dealerships have become increasingly sophisticated at measuring marketing performance. They know how many people clicked an advert, visited a website or submitted an enquiry. Those metrics remain valuable, but they only tell part of the story.

The greatest insights often sit within customer conversations. At Iovox, we see this as one of the biggest untapped opportunities for dealerships. Conversations reveal buyer intent, common objections, finance requirements and the reasons customers choose one dealership over another, while also highlighting coaching opportunities and operational improvements.

Understanding those conversations enables dealerships to improve far more than marketing performance. It strengthens customer experience, improves staff development and ultimately drives higher customer retention.

Winning loyalty in a more competitive market

The automotive landscape will only become more competitive over the next few years. Customers will have even more choice, new manufacturers will continue entering the market and technology will continue to transform how people research and purchase vehicles.

The dealerships that thrive won’t necessarily be those with the biggest marketing budgets or the widest range of stock. They’ll be the businesses that make buying a car feel simple, responsive and enjoyable from the very first interaction.

Dealerships can’t control the number of competitors in the market, but they can control how quickly they respond and how easy they make the buying journey. Every timely response is an opportunity to build trust, reinforce the brand and begin a long-term customer relationship.

At Iovox, we believe brand loyalty is no longer something dealerships inherit. It’s something they build – one conversation at a time. The retailers that respond first, understand their customers better and use technology to support meaningful human interactions will be the ones that earn lasting customer loyalty.
